A guest who already knows the hotel should not be treated like anonymous traffic

Hotels invest in OTAs, paid media, SEO and social channels to win the first booking. After the stay, guest information often remains in the PMS as an operational record while marketing starts again from zero. The property then pays again to reach someone who already knows the product.

A CRM is not simply an email list. Its value is in structuring the relationship: who stayed, when, what type of stay they chose, whether they returned, which channel they booked through and which communication may be relevant.

Clean the data before automating communication

Hotel data is often split between PMS, booking engine, newsletter software, forms and spreadsheets. Before automation, define identifiers, deduplication and profile-update rules. One person can appear several times under different bookings or contact details.

Also define the minimum data the business actually needs. Collecting everything “for later” creates noise and risk. Every field should have a clear purpose: operations, sales analysis, segmentation or permitted communication.

Simple segmentation usually creates more value than complex scenarios

A hotel can start with practical groups: weekend guests, families, wellness, business, international guests, direct bookers, OTA bookers, repeat guests and high-value customers. Segmentation should follow the offer, not the number of fields available in the system.

Someone who bought a spa weekend twice does not need the same message as a family booking school holidays. A first-party database makes product, timing and language more relevant without creating hundreds of microsegments.

The strongest moments are before the stay, after the stay and before a natural return period

CRM can support pre-arrival communication, upsell, post-stay messages, review requests, seasonal reminders and repeat-guest offers. Not every message needs to sell; some should improve the stay and maintain the relationship.

Automation should follow real customer timing. A family that returns every winter should not receive the same cadence as a spontaneous spa guest. Booking-window and repeat-frequency data help determine when communication is useful.

CRM supports direct booking, but it cannot fix a weak direct offer

A guest may know the hotel and still return to an OTA if the hotel website is difficult, the booking engine is slow or direct has no clear advantage. CRM makes it easier to reach the guest without paying another commission, but purchase still depends on product, price, availability and booking experience.

Messages should therefore link to a relevant offer or landing page rather than a generic homepage. Campaign links should be tagged and bookings measured so the channel can be compared with other distribution costs.

A guest database contains personal data. Marketing needs a lawful basis and clear rules

Reservation data does not automatically create unlimited permission for marketing. In the EU, GDPR and electronic-marketing rules need to be considered. The European Commission explains that the lawful basis depends on purpose and relationship, while the ePrivacy framework covers electronic direct marketing.

Hotels should define lawful bases, privacy information, objection or withdrawal handling and retention. This area should be reviewed with the person responsible for data protection or legal counsel rather than copied from another property.

How to measure whether hotel CRM is working

Go beyond open rate. Track repeat-guest share, bookings attributed to CRM, revenue from CRM campaigns, average booking value, repeat frequency, unsubscribes and cost of sale.

The key question is whether the hotel increases customer lifetime value without simply increasing message volume. Fewer, more relevant communications can create more value than a weekly newsletter sent to everyone.
